Proactive Support
Reaching customers before they reach you — heading off a predictable problem, warning about a known issue, or answering an anticipated question ahead of the ticket.
Proactive support inverts the default posture of a support team. Instead of waiting for a ticket, the organization anticipates a predictable need and gets there first: a status banner the moment an outage starts, a shipping-delay email before the where is my order email, an in-app nudge at the exact step where users are known to get stuck. The wager is simple — a problem headed off costs less, and damages the relationship less, than one that becomes a contact.
It sits between the two other postures. Reactive support waits for the customer to reach out; self-service waits for them to come looking for an answer. Proactive support is the only one where the company moves first. Common forms are outage and incident comms, transactional updates (delivery delays, renewals, failed payments), onboarding prompts, and known-issue or recall notices — often triggered by lifecycle events or a customer health score rather than by anything the customer did.
Done well, the payoff is more than a deflected ticket. Gartner found that receiving proactive service lifts a customer's value enhancement score — its measure of whether an interaction left the customer more confident in what they bought — by 9%. The message lands before frustration sets in, which is a different emotional starting point than a customer who has already been stuck for twenty minutes.
What it hides: the quiet assumption that reaching out prevents contacts. Often it does the opposite. In a Gartner survey of more than 4,800 customers, 66% of B2C and 82% of B2B customers went on to contact the company after receiving proactive outreach — frequently because the message raised a question it did not answer. A vague, mistimed, or incomplete nudge manufactures the very tickets it was meant to prevent. "Proactive" only describes who moved first; it says nothing about whether the outreach reduced load or simply pulled it forward and added to it.
