Service Level

The percentage of contacts answered within a target time, expressed as a pair like 80/20.

Service level is the classic real-time queue metric: the share of contacts answered within X seconds, written as "X% in Y seconds." The famous 80/20 — 80% of calls answered within 20 seconds — is the default target most centres inherited.

The formula is contacts answered within the threshold over total contacts offered.

What it hides: the 80/20 standard has no research behind it; it was an arbitrary default from early call-center technology, not a finding about what customers want. Chasing an inherited target can misallocate staff, and service level says nothing about whether the answered contacts were resolved well. It measures speed of pickup, full stop.
