Callback (Virtual Queue)
A virtual-queue feature that holds a caller's place in line and rings them back when an agent is free, instead of making them wait on hold.
A callback lets a caller keep their place in the queue without staying on the line. Instead of holding, they hang up and the system rings them back when an agent would have picked up — either as soon as their turn arrives (queue callback) or at a time they schedule. The mechanics are pure queue management: no agent is added and the underlying wait is unchanged. What changes is where the customer spends it.
That distinction is the whole point. A wait spent doing something else feels shorter than the same wait staring at hold music, so most callers take the option when it is offered and fewer of them give up. For the operation, callbacks smooth a spike by spreading a burst of demand across the next stretch of capacity, and they cut telecom cost by ending the long inbound holds. None of that is extra staff — it is the same queue, rearranged.
What it hides: the wait did not disappear, and it can even grow, because a queue that feels painless invites you to run leaner than you should. The abandonment rate flatters itself too — a customer who silently does not answer the return call is an abandon you moved off the phone rather than prevented. And every callback that lands at a bad moment, hits voicemail, or comes from an unknown number becomes a second attempt: a recycled contact that costs an agent dial and leaves the customer more annoyed than a straight hold would have. Callback manages the perception of the wait; it does not manage the capacity that caused it.
